In part two of our Customer Experience Week series, we’re celebrating another behind-the-scenes hero dedicated to making customers feel supported every step of the way. Archana Sukumaran, NRG Business’s Digital Marketing Manager, uses insights and technology to ensure each customer and business broker interaction truly counts.

Anticipating what customers need

For the last two years, Archana has focused on mapping the business customer experience — from initial onboarding through contract renewal. These journey maps give NRG a clear view of the many steps, interactions, and decisions that shape the experience from a customer’s perspective. They also help teams see where customers may need more information, where processes could be simpler, and where proactive communication could prevent confusion. 

“Developing a customer journey map is a cross functional effort,” said Archana. “It requires a deep understanding of operations, data, market rules, and customer expectations.”  

With the journey maps, teams across NRG can easily anticipate customer needs and deliver an experience that feels more connected and seamless.

Designing moments that matter    

While the emails customers receive from NRG may look simple, they’re often the product of weeks or months of careful planning and coordination. Each communication reflects teams working together to ensure customers receive the information they need before they even have to ask.

“My goal is to guide customers forward from one step to the next — without overwhelming them,” she explained. “The communications our team develops, whether it’s a reminder to access an invoice or attend a webinar, should give customers enough information to understand what needs to be done now, plus insight on what’s coming next.”  

For Archana, improving the customer experience isn’t always about fixing something that’s broken. Sometimes, it’s about looking at a process that already works and finding a way to make it even better.

Streamlining the renewal experience

Because NRG Business values its broker relationships, Archana helped launch an automated monthly email that gives brokers in Texas a comprehensive view of upcoming customer renewals and encourages them to take action. With the information delivered directly to their inbox, brokers no longer have to search for it. 
 
The process also streamlines work for the NRG Sales team. In the past, they compiled this information manually and sent it to brokers themselves. Now, the entire process is completely automated, saving them time and ensuring brokers receive timely, accurate information.

So far, the response has been encouraging. Hundreds of brokers have already downloaded and used the report, and that number is expected to grow.

“Automating this report has created a waterfall effect,” said Archana. “It’s helped brokers and Sales stay organized, and it’s made their lives easier. And ultimately, it benefits customers because brokers can reach out to them at the right moment and guide them through the renewal process.”

This is another example of how improving one part of the experience can create ripple effects across the entire customer journey — from NRG’s internal teams to brokers and to the customers served.

Listening across the organization

Archana’s approach to the customer experience is rooted in listening — not just to customers, but to the teams that support them every day. She regularly connects with colleagues across NRG to understand what questions customers are asking, where they may be experiencing friction, and how they’re using different platforms and channels. 

These conversations give her a holistic view of the customer experience and help her identify opportunities to make their journeys smoother and eliminate unnecessary obstacles. 

“I want us to deliver the experience our customers expect,” Archana said. “That’s why I’m committed to continually improving their journey. By talking with teams across NRG, I’ve learned so much about what’s working, what isn’t, and where we can make the customer experience even stronger.”

Customer experience is everyone’s job

Archana’s work is a reminder that delivering an exceptional customer experience isn’t limited to the teams customers see and interact with every day. The work happening behind the scenes is just as important.

“The customer experience spans every part of the business,” she said. “It’s not owned by one team. It’s an orchestration — everyone working together harmoniously to deliver something that makes a customer choose you again and again.”

As we celebrate Customer Experience Week, we recognize the people who design the moments customers rely on every day. Their work ensures that every step feels supported, every interaction feels intentional, and every customer feels valued.
